Policy service requests completed by the customer

How do we let policyholders complete their own policy service requests from the website, the IVR or the app, with the data prefilled and the result written to policy administration without an agent?

Give every routine request a process the policyholder can finish alone. Callvu identifies the policyholder, prefills the request from the policies on file, presents only the fields the request needs (a document copy, a billing date change, a payment method update, a coverage question, a mortgagee update, a cancellation of a vehicle), captures the consent or the signature the request requires, applies the service rules by rule, routes only the exceptions the rules name to an agent in the Decision Desk, and writes the completed request to policy administration with the confirmation, so the agent queue holds only what needs a person. The problem today

Four in ten calls were for things the policyholder could have done themselves, if the website had let them finish.

Today, without Callvu

The website lets a policyholder view the policy and then says 'call us' for anything that changes it. The IVR can take a payment but not change its date. The app shows the ID card but cannot reissue the mortgagee's evidence. The contact center takes the calls, keys the changes into the policy system, and reads back the confirmation. The queue is the product's unfinished edges.

Each routine request has a rule: who may make it, what must be verified, what consent or signature it needs, what it changes in the policy system, and what confirmation goes out. The rules are the same whether an agent or the policyholder makes the request; the only difference is who types. When the request runs as a process, the policyholder can finish it where they started.

Self-service is not a portal; it is the process with the agent removed from the routine path.

How it runs

From the requestto the system of record.

A policyholder starts a service request on the website, in the app, through the IVR (which texts a link) or with an AI assistant. Callvu identifies them and opens the request.

Policyholder
Completes the request on a secure screen with the data prefilled, gives consent or signs where required, and receives the confirmation.
Agent
Sees only the exceptions the rules route, in the Decision Desk, with the request as the policyholder left it.
Callvu
Identifies, prefills, presents the fields, applies the rules, captures consent, routes exceptions and writes.
  1. Identify and prefill

The policyholder is verified at the level the request warrants, and the request is prefilled from the policies, the billing and the contacts on file; the request type (a document, a billing change, a payment method, a coverage or deductible change within the self-service limits, a mortgagee or lienholder update, a driver or vehicle removal, a cancellation) sets the fields that remain.

  2. Complete on a secure screen

The policyholder answers only what the request needs, sees the consequence before confirming (a premium change, a new due date, a document that will be regenerated), and gives the consent or the signature the rules require (an electronic delivery consent, a signed rejection where the state requires it for a coverage reduction, a payment authorization).

  3. Apply the rules and route exceptions

The service rules run: the change is inside the self-service limits, the policy is not in a state the rules block (a pending claim, a cancellation in progress, a fraud flag), the effective date is allowed; a request the rules name as an exception goes to an agent in the Decision Desk with the request as the policyholder left it and only the allowed outcomes, and the policyholder is told what happens next.

  4. Write back and confirm

The completed request is written to policy administration (the change, the endorsement, the document regenerated, the billing updated), the confirmation goes to the policyholder in their channel, and the request appears in the back office report by type and channel so the service team sees what moved itself and what needed a person.

Where it ends: Routine requests finished where the policyholder started, with the rules applied and the result in policy administration, and the agent queue held only the exceptions the rules named. The Decision Trace shows the rules applied and any routing; the Audit Trace shows the request, the consent and the write.

Runtime enforcement

What is enforcedwhile the work runs.

The regulations preloaded in Callvu Studio and the bank's own policies, applied as steps that run, not lines in a binder. A step that breaks a rule does not run, so a completed run was compliant.

The handoff

Between the front doorand the back office.

The front door

The website, the app, the IVR (which texts the link) or an AI assistant; the policyholder finishes on a secure screen.

The back office

Agents see only exceptions in the Decision Desk; the back office report shows what moved itself by type and channel.

The Decision Desk

  • A request the service rules name as an exception (outside the self-service limits, a blocked policy state, a flagged account) goes to an agent in the Decision Desk with the request as the policyholder left it and only the allowed outcomes.

A process can be started by the customer's server, a webhook from any system, a phone menu that texts the caller a link (Visual IVR), the Callvu AI chat, an outside AI agent over MCP, a campaign spreadsheet, a public link or an inbound email.

Questions

What buyers ask next,answered plainly.

Which requests can the policyholder complete alone?

Every routine one the service rules allow: documents, billing dates, payment methods, coverage changes within the self-service limits, mortgagee updates, driver or vehicle removals, and cancellations, with the same rules an agent would apply.

What happens with an exception?

It goes to an agent in the Decision Desk with the request exactly as the policyholder left it, and the policyholder is told what happens next.

Can the IVR start a request?

Yes. The IVR texts the policyholder a link to the request, prefilled, so they finish on their phone instead of waiting for an agent.
